Summary of Position

The ITSM Systems Analyst is responsible for the functional ownership, analysis, and continuous improvement of the IT Service Management (ITSM) system. This role ensures that ITSM processes, system configurations, and platform capabilities effectively support business needs while remaining scalable, compliant, and aligned with IT best practices.

Essential Functions

  • Administer and support the ITSM system, ensuring system stability, performance, and data quality.
  • Analyze business, operational, and IT requirements and translate them into functional system designs, configurations, and enhancements.
  • Design, configure, and maintain ITSM processes, workflows, service catalog items, self-service portal components, and platform features.
  • Develop and implement new features and improvements within the ITSM system in alignment with organizational standards and roadmap.
  • Lead Quality Control and User Acceptance Testing (UAT) activities for system changes, enhancements, and releases.
  • Investigate, troubleshoot, and resolve ITSM-related incidents, defects, and service requests, including root cause analysis.
  • Create, maintain, and govern functional and process documentation related to ITSM processes and system configurations.
  • Ensure the self-service portal and ITSM system accurately reflect the current IT services, processes, and organizational structure.
  • Support user enablement and adoption through system trainings, user guidance, and structured learning materials.
  • Act as the primary point of contact for ITSM system vendors and implementation partners, managing requirements, priorities, and deliverables.

Requirements

Must have skills:

  • Proven experience working in an IT Service Management environment, with hands-on responsibility for an ITSM system or platform.
  • Experience with ITSM system configuration, customization, and platform upgrades.
  • Strong analytical skills with the ability to translate business and operational needs into system and process solutions.
  • Practical experience with ITSM processes such as Incident, Request, Change, Knowledge, and Service Catalog Management.
  • Experience working in a complex IT environment with multiple stakeholders, including internal IT teams, business users, and external vendors.
  • Ability to work independently, manage multiple priorities, and take ownership of ITSM system outcomes.
  • Strong documentation skills and attention to detail. Professional proficiency in English, both written and verbal.
  • Fluent English

Nice to have skills:

  • ITIL v4 Foundation or higher certification.
  • Experience in regulated or compliance-driven environments (e.g. pharmaceutical, GxP).
  • Experience with self-service portal customization and user experience optimization.
  • Familiarity with Agile or iterative delivery methodologies.
